The Dealership Call Framework Every Rep Should Know

Overwhelming Calls

Dealership phone calls move fast. A customer calls talking 1,000 miles a minute about a vehicle they’re interested in, service timing, trade value, financing, or a problem that needs attention right now.
Now imagine this but hundreds of times every single day. Reps are almost guaranteed to make mistakes or get overwhelmed.

How Calls Fail

Calls fail at varying points.
Some calls break down at the very beginning. The rep gives a rushed greeting, forgets to ask the customer’s name, or forgets to tell the customer which department they’ve reached.
Other calls start to fail in the qualification stage. A customer asks, “Is this vehicle available?” and the rep gives a vague, rushed answer without digging deeper and asking the customer to elaborate. Missing key details about what the customer wants means missing trade-in deals, timing, budget, vehicle preferences, or appointment scheduling. In service, it means missing symptoms, mileage, urgency, transportation needs, and scheduling.
Objections can send the call downhill as well. A customer says, “The price is too high,” or, “I need to think about it,” and the rep accepts this answer instead of taking the time to guide the customer through their concern.
The biggest issue is the missing close. A phone call could be friendly, informative, and productive, but if it doesn’t end with the customer looking into or being made familiar with clear next steps, the call is in limbo, and opportunities drift away.

Phone Leads Are Your Best Bet

Foureyes analyzed the sales process performance of thousands of U.S. dealerships, comparing data from Q4 of 2024, Q1 of 2025, and April of 2025. The data found that phone leads consistently generated more in-person appointments than internet leads. In both Q4 2024 and Q1 2025, internet leads generated 41% of in-person appointments, compared to phone leads generating 80% in Q4 2024 and 76% in Q1 2025. In March 2025, internet leads generated 42% of in-person appointments, while phone leads generated 77%. In April 2025, internet leads generated 40% of in-person appointments, while phone leads generated 75%. In total, approximately 65% of in-person appointments came from phone leads versus 35% from internet leads.
The data demonstrates that phone leads are extremely important for dealership business and traffic generation, meaning reps must take extra care to perfect their phone strategies.
A cohesive structure for over-the-phone conversations with customers creates consistency and prevents reps from making detrimental mistakes.

A Concrete Framework

Your dealership should apply a simple call framework that can be used to train to every single department and BDC representative:

  1. Reps must figure out the customer’s goal before the conversation even starts. Is the purpose to set up a sales appointment? Is the purpose to schedule a service? Knowing the customer’s reason for calling before anything else sets up the foundation for a detailed and productive conversation.
  2. Reps should be trained to open with a standard greeting. The customer should know who and what department they reached, and reps should confirm that they are ready to help. This sets a professional tone right off the bat as opposed to a rushed and vague introduction.
  3. Reps should ask frequent questions to understand the customer’s specific needs. In sales this means asking what specific vehicle the customer is interested in, asking about the customer’s timing, a possible trade deal, the customer’s budget, the customer’s contact information, and their appointment availability. In service, this means asking if the customer’s vehicle has a problem, their specific concerns, and their availability for repairs.
  4. Once the customer’s need is clear, the rep then must guide the customer towards next steps. This may be a showroom visit, a service appointment, a callback, or a manager review.
  5. If the customer has objections, the rep must acknowledge the customer’s concerns, ask clarifying questions, and do what they can to keep the conversation going.

Once your dealership masters a cohesive call framework, individual calls won’t seem as stressful.

Bob Ruth Ford Case Study

In April 2025, Bob Ruth Ford in Dillsburg, Pennsylvania introduced scenario-based call simulations with a focus on call flow, appointment setting, and follow-through. The training introduced a framework for reps to apply to real sales conversations with customers. Within one quarter after the training, Bob Ruth Ford had 14% more appointments set, a 5% increase in its appointment-opportunity set rate, and a 20% reduction in missed or canceled appointments.
The results demonstrate the importance of training reps with a universal framework for calls, and the improvement that it can bring.
